We also are amidst redesigning our process for incident management. This is one of the areas where small changes mean a lot. There have been several version we have gone through.

We decided that useful metrics are what we were looking for, deciding on fewer and easier to manage categories to give us useable data and therefore metrics from reporting. This also keeps the confusion down with the Technicians about how they should categorize each request. We have based our categories on ITIL as well as MOF (Microsoft's cliff notes of ITIL). Im by myself so I like to keep it simple. I have just 7 categories. 1) Network - Covers all issues that affect my whole network.

2) End User - Covers everything from PW Resets to PC dead 3) Classroom - Covers any issue that takes out one or more PCs in one of my classrooms but not affecting the rest of the network. 4) VoIP - All things phone related including the switches. 5) Other Equipment - Mostly used for printer/copier issues but also catches projectors, networked medical equipment and other teaching aids.

6) Scheduled Maintenance - Mostly used to track big projects 7) Emergency Maintenance - Mostly used for tracking major outages It may seem oversimplified but because Im the only one who needs to track the actual issue I just don’t need the hassle of a mess load of categories. In fact none of my dropdown lists are more than 7 deep. The only other person who would ever look at the tickets is my boss and he really only cares about time spent. Not that he has ever looked. I actually added 2 fields and have the below categories.
